Finding the Right Balance of AI in Crisis Communications

As artificial intelligence continues to reshape business operations, organizations face a critical decision about the role of AI in crisis management and communications. While AI offers powerful capabilities that can enhance response times and provide rapid insights during emergency responses, communications and executive leadership must carefully weigh both the opportunities and risks of AI before integrating these tools into their crisis response protocols.

Notably, this also goes for organizations incorporating AI into non-crisis situations as well – promotions, special events, and day-to-day tasks. There are already several examples in which AI platforms have created major issues for various persons and organizations in recent years that led to their own crisis communications response.

Yet despite these hiccups, AI is a tool that has shown it can help in regular strategic efforts, as well as during a crisis. Recent developments in generative AI have demonstrated remarkable potential for advancing how organizations communicate through analyzing vast amounts of data and generating real-time responses during critical situations.

However, the technology’s limitations in understanding nuanced contexts and human emotions raise important considerations about its appropriate use. Communicators must recognize that while AI can serve as a valuable support tool, it should not replace human judgment and expertise in sensitive situations.

The challenge of maintaining accuracy while meeting urgent demands for information also presents a significant concern. When seconds count during a crisis, especially if it’s a unique situation, the temptation to utilize AI-generated responses could lead to oversimplified, incomplete or inaccurate and false synopsis and messaging that fail to capture crucial context of what is unfolding.

This is particularly relevant in highly regulated industries where precision and compliance are paramount, and where AI-driven mistakes could have serious legal ramifications. Take for instance when a lawyer used AI to help write a legal brief – the AI ended up creating fake legal cases, or hallucinations, that the lawyer used in court.

The human element remains irreplaceable in a crisis, especially when stakeholders, consumers and audiences seek authentic, empathetic responses from CEOs or spokespersons. When a crisis is taking place, it becomes pretty clear that audiences can detect stock or impersonal messaging that lacks empathy, potentially eroding trust during critical moments when credibility matters most. Organizations must ensure their use of AI enhances rather than diminishes their ability to connect meaningfully with affected parties.

The key to successful AI integration in the communications industry lies in establishing clear boundaries and oversight protocols. By treating AI as a supplementary tool rather than a primary decision-maker, organizations can leverage its strengths while maintaining the essential human touch in crisis response. This might include using AI for initial data analysis and draft messaging, while relying on experienced professionals for final review and making strategic decisions.

Pointing the finger at AI or not taking responsibility for what the AI generated in response to a crisis, is likely to get anyone in even more trouble.

Yet, another important element to building public trust requires transparency about how AI tools are used in services, as well as in crisis management. Organizations should be prepared to explain their approach to their various audiences, emphasizing their commitment to responsible AI use while maintaining human oversight of critical communications. This transparency can help address concerns about automation while demonstrating a thoughtful, balanced approach to modern crisis communications.

Although the implementation of AI in communications is still evolving, the future of crisis management will likely involve a hybrid approach, combining AI capabilities with human expertise to create more robust response systems. However, success will depend on an organization’s ability to maintain clear guidelines, strong oversight, and unwavering focus on stakeholder and consumer needs.

As the communications industry navigates this evolving landscape, the goal must be to harness AI’s potential while preserving the human judgment and empathy essential to effective crisis management.
